What you'll do
- Own the queue: first response and resolution within our stated targets, across email and chat.
- Handle order issues, refunds, chargebacks and replacements within a written policy — and use judgment on the cases the policy didn't predict.
- De-escalate the hard conversations and know when to bring in [founder/manager].
- Maintain the help centre and the saved-reply library so the same question never gets a worse answer twice.
- Where AI drafts first replies, edit and verify them — you own the outcome, not the draft.
- Send a short weekly voice-of-customer summary: what people are hitting, what should change.
Requirements
- 2+ years of written support for US or UK customers.
- Native-grade written English — warm, specific, and never robotic.
- Fluency in at least one modern helpdesk (Zendesk, Gorgias, Intercom or similar).
- Calm under fire: you can show us a hard conversation you turned around.
- Reliable coverage of [your hours], including [weekend/holiday expectations, stated honestly].
Nice to have
- E-commerce order-flow experience (Shopify, returns, carriers, chargeback evidence).
